Website chat agent that reactivates dormant Salesforce leads for a healthcare technology company with HIPAA-safe conversations
A custom AI chat agent recognizes old, never-followed-up leads when they return to the website, picks up the conversation with their original context, answers product questions from approved content, requalifies them, and books a meeting with the right rep. Every reactivated conversation updates the existing Salesforce record instead of creating a new lead, so a backlog of thousands of single-touch leads becomes booked meetings and tracked pipeline.

What The Reactivator does
A healthcare technology company with 51 to 200 employees sells clinical workflow software to hospitals, clinics and specialty practices. Over several years its Salesforce org has filled with thousands of leads (webinar sign-ups, whitepaper downloads, old demo requests) that got one touch and then nothing. Reps work new inbound first, so the backlog never gets a second conversation. The Reactivator works for the sales team and owns the moment one of those dormant leads comes back. When a reactivation email, a retargeting ad or simple curiosity brings a past lead to the website, the agent identifies them, greets them with what they originally asked about, answers product, integration and security questions from approved sources, finds out what has changed since their first inquiry, and books a meeting with the right rep. It also handles net-new visitors the same way. It owns the chat flow, the requalification questions, the knowledge base it answers from, the booking and routing logic, and clean write-back to the existing Salesforce record. It never handles protected health information and never makes clinical claims on its own.
Custom build
The company runs Salesforce, so HubSpot Breeze is not the fit. A custom AI build gives direct control over the parts that matter most here: a PHI redaction layer that runs before anything reaches the model, hosting and model access under a signed BAA, retrieval limited to approved content, and logic that updates existing Salesforce records instead of creating duplicates. Salesforce's own agent tooling is worth evaluating if the team already licenses it, but the custom build keeps the redaction pipeline, claims library and dormant-lead context logic fully in the team's hands. n8n handles the nightly dormant-lead sync and enrichment, Chili Piper handles booking and routing because it is native to Salesforce, and Warmly adds account-level recognition of returning organizations.
What starts it
- A known dormant lead (no activity in 90 or more days, one touch or fewer) clicks a tracked link in a reactivation email and lands on the site
- Visitor identification matches a returning visitor or their organization to a dormant lead or open account in Salesforce
- Any visitor opens the chat or spends meaningful time on pricing, integrations, security or demo pages
- A dormant lead replies to a reactivation email with a question that is better answered in a live chat link
- A rep marks a lead in Salesforce as "reactivation target," which preloads context for the next site visit
What it reads
- Salesforce leads, contacts, accounts, campaign history and activity timeline (to find dormant leads and their original interest)
- Approved product knowledge base: product documentation, integration guides (EHR, HL7 and FHIR), security and compliance pages, implementation FAQs
- Approved claims library maintained by regulatory or clinical affairs, listing exactly what can be said about outcomes and evidence
- Warmly visitor identification and buying signals, matched against Salesforce accounts
- Chili Piper rep calendars, territory rules and round-robin queues
- FullEnrich re-verified contact data for dormant leads whose title or employer may have changed
How it works, step by step
- Build the dormant lead context packA nightly n8n workflow pulls Salesforce leads with no activity in 90 or more days and one touch or fewer, re-verifies role and employer through FullEnrich, and flags leads who changed organizations. For each lead it stores a short context record: original source, asset or topic they engaged with, facility type, and original owner. This is what lets the agent say something useful instead of starting cold.
- Recognize the returning leadWhen a visitor arrives via a tracked reactivation link or Warmly matches their organization to a dormant record, the agent opens with light context (for example, "Welcome back. Last time you were looking at our scheduling module. Has anything changed on your side?"). It never recites browsing history or personal details. Unknown visitors get a standard greeting and are matched later if they share an email.
- Screen every message for PHI before processingA pre-processing layer checks each message for patient names, dates of birth, medical record numbers and similar identifiers. Matches are redacted before the text reaches the model or any log, and the agent tells the visitor it cannot accept patient information and offers a human contact instead. The chat window carries a standing notice not to share patient data.
- Answer from approved content onlyThe agent answers product, integration, implementation and security questions using retrieval over the approved knowledge base, citing the source page. Questions about clinical outcomes, evidence, efficacy or patient safety are answered only with wording from the approved claims library, or routed to a human if the library has nothing that fits.
- Requalify on what changedFor dormant leads the agent asks what is different since their first inquiry rather than re-running a full form: current system or EHR, number of sites or providers, whether a project or budget now exists, timeline, and who else is involved. For new visitors it asks the same core questions. Answers set a fit and timing score.
- Book and route to the right repQualified visitors book directly through Chili Piper. Routing sends the lead back to the original owner if that rep is still active and has capacity, otherwise to the territory rep by facility type and region. Health system and multi-site deals go to the enterprise team. Low-fit or early-stage visitors get a resource and a nurture enrollment instead of a meeting.
- Write back to the existing Salesforce recordThe agent updates the existing lead or contact (never a duplicate), sets status to Re-engaged, adds campaign membership for attribution, logs a redacted conversation summary and the requalification answers, and creates a follow-up task for the owner if no meeting was booked.
When a person takes over
- Clinical or evidence questions the approved claims library does not cover go to the assigned rep with a note to involve clinical or regulatory affairs before replying, because unapproved clinical claims create regulatory risk.
- If a visitor shares patient information or describes a patient safety issue, the agent stops, redacts, and hands off to a named human contact (support or compliance) rather than continuing the sales conversation.
- Existing customers who arrive with support, outage or billing issues are routed to the support team immediately instead of being treated as reactivated leads.
- Health system buyers asking for a BAA, security questionnaire, contract terms or pricing are handed to the enterprise rep, since those answers depend on deal specifics and legal review.
Rules it follows
- No protected health information enters prompts, model context or logs. Messages are redacted before processing, and the chat platform, hosting and model provider must all be covered by a signed BAA before launch.
- Clinical, outcome and efficacy statements use only pre-approved language from the claims library, which regulatory or clinical affairs signs off on and re-reviews whenever content changes.
- Reactivation context stays light: the agent references the topic a lead originally engaged with, never specific pages visited, time on site or data from visitor identification tools.
- Contacts who previously opted out or are marked do-not-contact in Salesforce are never targeted by reactivation links, and the agent honors any request to stop follow-up by updating the record immediately.
- The agent says "I don't know, let me connect you with someone" instead of guessing on pricing, contract terms, roadmap or regulatory status.
How you know it works
- Number of dormant leads re-engaged in chat per month, tracked by the Re-engaged status in Salesforce
- Meetings booked from previously dormant leads versus net-new visitors
- Pipeline created from opportunities whose source lead had been dormant 90 or more days
- Chat-to-meeting conversion rate for qualified conversations
- PHI redaction events and claims review findings, reviewed monthly with the target of zero unredacted incidents
From pilot to live
- Pilot on one dormant segmentSelect one slice of the backlog (for example, leads 6 to 18 months old in one facility type). Launch the agent with the PHI screen, approved knowledge base and claims library in place, and run it in review mode for the first weeks: reps and compliance check transcripts, routing decisions and Salesforce updates before full autonomy.
- Expand across the backlog and new trafficAdd remaining dormant segments in waves sized to rep capacity so booked meetings do not outrun calendars. Turn on the agent for all site visitors, tune requalification questions based on which answers predicted accepted meetings, and fill knowledge gaps found in transcripts.
- Full rollout with ongoing maintenanceThe agent runs across the whole site and the full dormant pool. Maintenance includes a monthly review of transcripts and redaction events, quarterly re-approval of the claims library, knowledge updates for every product release, routing changes as reps join or leave, and a dashboard in Databox tracking reactivated pipeline.

Straight answers.
What happens if a clinician types patient details into the chat?
The message is screened before it reaches the model or any log, identifiers are redacted, and the agent tells the visitor it cannot accept patient information and offers a human contact. The chat platform, hosting and model provider must all be under a signed BAA before launch, and redaction events are reviewed monthly.
Will reactivating thousands of old leads flood our reps with junk meetings?
No. The agent requalifies before booking, so only leads with current fit and timing get a meeting. Others receive a resource and nurture. Segments are released in waves sized to rep capacity, and routing respects calendar limits in Chili Piper.
Will this create duplicate records in Salesforce for leads we already have?
It matches on email and the reactivation link ID first, then updates the existing lead or contact with a Re-engaged status, campaign membership and a conversation summary. If someone has changed employers, the enrichment step flags it so the agent can create a new contact linked to the right account instead of overwriting the old one.
