Compliance-approved AI support agent for retirement plan providers on HubSpot answering the ten repeat plan sponsor questions

The Support Specialist is a HubSpot Breeze Customer Agent that answers the ten questions plan sponsors and their payroll admins ask over and over (contribution file errors, distribution status, tax form availability, fee disclosures and the rest) using only compliance-approved language and read-only lookups into the recordkeeping system. It gives the support team back the hours spent retyping the same answers, while every conversation is archived for FINRA and SEC recordkeeping and anything resembling advice, a complaint or money movement goes straight to a licensed person.

THE JOB

What The Support Specialist does

A support team of roughly a dozen people at a mid-size retirement plan provider (a broker-dealer affiliated firm serving small and mid-size employers) spends most of its day answering the same ten questions from HR and payroll admins at client companies: why a contribution file was rejected, where a distribution or rollover stands, when tax forms post, how to add a new hire, where the annual fee disclosure lives, how to reset portal access, and a few more. Every answer is typed by hand, and because the firm is regulated, reps second-guess wording and copy from an old shared document. The Support Specialist owns first response on email, portal chat and the help desk form for those ten questions. It answers from a compliance-approved answer library, verifies the requester is an authorized plan contact before showing anything account-specific, runs read-only lookups into the recordkeeping and document systems, and closes the ticket or hands it to the right person with the case assembled. It never gives investment, tax or plan design advice, never moves money, and never improvises wording outside the approved library. The build-and-maintain team keeps the library, actions and routing current as forms, deadlines and approved language change.

PLATFORM

Built on HubSpot

The firm already runs its tickets, contacts and plan records in HubSpot, so the Breeze Customer Agent works where the team already does: it uses the Service Hub knowledge base as its single source of approved answers, inherits the help desk routing and ticket history, and sits on the existing portal chat and inbox. HubSpot falls short on two things this situation needs, which is why the plan adds pieces around it: n8n handles the custom actions into the recordkeeping API with tight read-only scoping and logging (self-hostable if the firm wants it inside its own environment), and a dedicated archiving system handles regulatory retention. Databox combines HubSpot ticket data, credit usage and CSAT into one support dashboard, and Zonka Feedback can collect CSAT on chat and email if the built-in surveys are not enough.

TRIGGERS

What starts it

  • A new email lands in the shared support inbox connected to HubSpot Service Hub
  • A plan sponsor or payroll admin opens chat in the authenticated client portal
  • A help desk form is submitted on the support page
  • A contribution file upload fails validation in the recordkeeping system, prompting a proactive outreach draft held for rep approval
  • A seasonal event opens (tax form posting, fee disclosure mailing, year-end contribution deadline) and the agent switches to the pre-approved seasonal answers
DATA

What it reads

  • Compliance-approved answer library in the HubSpot knowledge base, one article per approved answer with an approval date, approver and version
  • HubSpot CRM contacts, companies and custom objects for plans, authorized plan contacts and their permission level
  • Recordkeeping platform API (read-only) for contribution file status and rejection codes, distribution and rollover processing stage, and plan deadlines
  • Document repository for fee disclosures, plan notices and tax form availability, served only as secure portal links
  • HubSpot ticket history and past rep replies, used to find the ten question types and test cases (not as a source of answer wording)
THE WORKFLOW

How it works, step by step

  1. Classify and check scopeThe agent reads the incoming message and maps it to one of the ten approved question types or to out of scope. Anything it cannot confidently map, or that contains advice, complaint or money movement language, skips to routing without an attempted answer.
  2. Verify the requesterBefore any account-specific detail, the agent matches the sender to an authorized plan contact on the plan record in HubSpot. Portal chat users are already authenticated; email requesters who do not match get only general, non-account answers and a link to log in to the portal.
  3. Look up the factsThrough custom agent actions built in n8n, the agent calls the recordkeeping API for the specific item: the rejection code on a contribution file, the processing stage of a distribution, the posting date for tax forms. Calls are read-only and scoped to the verified contact's plans.
  4. Compose from approved language onlyThe reply is assembled from the matching approved article plus the looked-up facts slotted into pre-approved placeholders (dates, statuses, error codes). Documents are shared as portal links, never as attachments or pasted figures. If no approved article fits, the agent does not write a new one; it routes.
  5. Send, log and archiveThe reply goes out on the same channel, the ticket is updated with the question type, sources used and lookup results, and the full conversation is captured by the firm's archiving system (such as Smarsh or Global Relay) through its HubSpot integration for books and records retention.
  6. Route with the case assembledFor handoffs, the agent assigns the ticket to the right queue (operations, licensed service rep, compliance) with a summary, the verified contact, the plan, the lookup results and the reason it stopped, and tells the customer a person will follow up, without promising a time it cannot guarantee.
  7. Feed the dashboard and library reviewEach resolution, handoff, CSAT response and credit charge flows to the support dashboard. Questions that came close to a match but had no approved answer are collected weekly as candidate articles for compliance review.
HUMANS IN THE LOOP

When a person takes over

  • Anything that sounds like a request for advice (which fund to pick, whether to roll over, how to fix a plan testing issue): routed to a licensed service rep, because suitability and recommendations must come from a registered person.
  • Any expression of dissatisfaction that could be a written customer complaint: routed to the complaints queue for compliance logging and response under the firm's complaint handling procedures, with the original message preserved.
  • Money movement or account changes (distribution requests, loan payoffs, bank detail updates, beneficiary changes): routed to operations, because these need identity controls and signed forms the agent should never handle.
  • Failed or ambiguous identity verification, or signs of fraud or a vulnerable participant: routed to a senior rep, because guessing here risks disclosing client data.
GUARDRAILS

Rules it follows

  • Approved language only: every customer-facing sentence comes from a compliance-approved knowledge article or a pre-approved placeholder. New or edited articles go through compliance review in HubSpot before the agent can use them, and the agent cannot generate free-form explanations.
  • Every agent conversation on every channel is retained in the firm's archiving system under FINRA and SEC recordkeeping requirements, and a channel is not switched on until compliance confirms capture works end to end.
  • No advice, no performance talk, no projections: the agent is instructed and tested to refuse questions on investment choices, returns, taxes or plan design and hand off instead.
  • Read-only by design: custom actions can look up status and share portal links but have no write access to the recordkeeping system, bank details or participant records.
  • Minimum data in replies: no Social Security numbers, account numbers or balances in email; account-specific detail is shown only to verified contacts and only in the authenticated portal where possible.
KPIS

How you know it works

  • Share of tickets in the ten question types fully resolved by the agent without a human touch
  • Median first response time and time to resolution for those ten question types
  • Cost per resolution, combining HubSpot credit usage with remaining human handling time
  • CSAT on agent-resolved tickets compared with human-resolved tickets of the same type
  • Compliance quality: rate of agent replies flagged in weekly compliance sampling (target is zero) and handoffs correctly routed
ROLLOUT

From pilot to live

  1. Pilot on real tickets, nothing sentPull a few hundred recent tickets, confirm the ten question types, and have compliance approve the answer library. Run the agent in draft mode against live tickets so reps and a compliance reviewer score every draft for accuracy, wording and routing before any customer sees a reply.
  2. Portal chat firstTurn on the agent for authenticated portal chat, where identity is already verified and archiving is simplest. Start with the four most common question types, review a daily sample with compliance, and add the rest as each clears accuracy and wording review.
  3. Email and help desk form, then maintainExtend to the shared inbox and help desk form with the unverified-sender rules in place. Hand the dashboard to the support lead, and run ongoing maintenance: monthly library review with compliance, updates when forms, deadlines or API fields change, and seasonal answer sets loaded ahead of tax form and disclosure periods.

How we build The Support Specialist (customer agent) ↗

Questions about this agent

Good questions.
Straight answers.

How does compliance stay in control of what the agent says to clients?

The agent can only answer from knowledge articles marked approved, and each article records who approved it and when. Placeholders are limited to looked-up facts like dates, statuses and error codes. Compliance reviews the full library before launch, samples live conversations weekly, and must approve any new or changed article before the agent can use it. If no approved answer fits, the agent routes to a person instead of writing one.

Are the agent's chats and emails captured for FINRA and SEC recordkeeping?

Yes, and that is a launch requirement for each channel. Conversations flow from HubSpot into the firm's existing archiving system through its integration, the same way rep emails do today. Before a channel goes live, compliance runs test conversations and confirms they appear in the archive complete and searchable.

What happens when a plan sponsor asks something outside the ten questions, or asks for advice?

The agent does not attempt it. It recognizes advice, complaint, money movement and unfamiliar requests, tells the customer a person will follow up, and assigns the ticket to the right queue with a summary and any lookup results already attached. Out-of-scope questions that come up often are reviewed monthly and, if appropriate, become new approved answers.
