FERPA-aware AI support agent for online learning providers on HubSpot handling the January renewal and term-start surge from parents, students and schools

The Support Specialist is a HubSpot Breeze Customer Agent that recognizes whether it is talking to a parent, a student or an institution admin, verifies identity before touching any student record, and resolves the routine January questions (logins, seat and roster changes, renewal invoices, course access, term dates) through actions into the LMS, rostering and billing systems. It lets a mid-size education company absorb the volume that doubles after the annual renewal push without doubling staff, while keeping FERPA-protected information behind verification and sending grades, disputes and contract questions to a person.

THE JOB

What The Support Specialist does

Every January this online learning provider (a 51 to 200 person company selling annual programs to schools and districts, plus individual enrollments to families and adult learners) watches its support queue double. The annual renewal push closes in December, spring term starts in early January, and three very different audiences write in at once: school admins asking why their renewed seats have not appeared and where their PO-matched invoice is, students locked out after a password reset or missing a new course, and parents asking about progress, refunds or which account their child should use. The Support Specialist works for the customer support and success team inside HubSpot. It owns first response on chat, the help center and the support inbox, classifies each contact by audience, verifies identity before disclosing anything tied to a student, and completes routine fixes (resend activation, apply renewed seats, reassign a seat, send an invoice copy, confirm term dates and course access) through actions into the LMS, rostering and billing systems. It does not own grades, academic decisions, refunds beyond policy, contract changes or anything a parent is not authorized to see. Because the team chose a build and maintain arrangement, the knowledge base, term calendar, renewal policies and actions are kept current by the builder each term, with a formal pre-January readiness check every November.

PLATFORM

Built on HubSpot

The team already runs its CRM, renewals and help desk in HubSpot, so a Breeze Customer Agent is the natural front line: it reads the same contacts, company associations and tickets the team uses, hands off inside the same inbox, and honors existing routing and SLAs without a second support tool. Where Breeze falls short is reaching into the LMS, rostering and billing systems and enforcing FERPA verification rules, so those pieces are built as n8n workflows exposed to the agent as custom actions, with the verification logic and redaction living in n8n where it can be tested and audited. Zonka Feedback adds audience-level CSAT, and Databox combines HubSpot, billing and survey data into the support dashboard. A fully custom AI build would add maintenance cost without solving a problem HubSpot plus n8n does not already cover for a team this size.

TRIGGERS

What starts it

  • A new chat, help center or email conversation arrives in the HubSpot help desk from a contact tagged parent, student or institution admin (or untagged, which triggers audience classification first)
  • An institution's renewal deal moves to Closed Won in HubSpot, prompting the agent to watch for that school's seat, roster and invoice questions and pre-load the renewed entitlement
  • A rostering sync from the school's student information system fails or partially imports, so the agent proactively notifies the admin contact with the specific rows that need fixing
  • The term calendar flags a start date within 14 days, switching the agent into term-start mode with the login, course access and schedule answers promoted
  • A ticket sits unanswered past the audience-specific SLA (shorter for institution admins during the first two weeks of January)
DATA

What it reads

  • HubSpot CRM and help desk: contacts with audience type and parent-student associations, institution companies, renewal deals, tickets and conversation history
  • Knowledge base built from help center articles, renewal and refund policies, term calendars, and an approved FERPA disclosure policy, all ingested as Breeze agent knowledge sources
  • LMS (for example LearnWorlds or the provider's own platform) via API: account status, enrollments, course access, last login, through read and limited write actions
  • Rostering and seat licensing data from the SIS sync (often a OneRoster or CSV-based import), read for seat counts and sync errors, write limited to activation and seat reassignment
  • Billing system (accounting or payments platform) via n8n: invoices, PO numbers, payment status, renewal amounts on file
  • Zonka Feedback CSAT responses tied back to each ticket and audience type
THE WORKFLOW

How it works, step by step

  1. Identify the audience and verify before disclosingThe agent checks the contact record for audience type and, if missing, asks one clarifying question (are you a school administrator, a parent or guardian, or a learner). Before any answer that references a specific student, it runs verification: institution admins must be a listed contact on the school's company record, students must be the account holder logged into the portal or confirm via a one-time code to their account email, and parents must have a documented association to that student (minor enrolled through the family, or a consent record on file for eligible students). If verification fails, it answers only general policy questions and offers the verified path.
  2. Classify intent against the January playbookEach conversation is tagged to one of the recurring January intents: renewed seats not showing, roster import errors, student login or activation, course or section missing for the new term, invoice copy or PO matching, renewal confirmation, term and deadline dates, refund or cancellation request, and anything else. Audience changes the answer: a seat question from an admin gets counts and a fix, the same question from a student gets 'your school manages this' plus a note to the admin.
  3. Look up the live recordThrough n8n workflows exposed as Breeze custom actions, the agent pulls the specific facts it needs: enrollment and last login from the LMS, seats purchased versus assigned and the latest sync result from rostering, and invoice status from billing. It quotes only what the systems return and never estimates a seat count, payment date or access date.
  4. Resolve the routine ones in the conversationWithin defined limits it resends activation emails, triggers a password reset, assigns or reassigns a seat when the school has unused renewed seats, re-runs a failed roster import after the admin confirms corrections, sends an invoice copy to a verified billing contact, and attaches a PO number the admin provides to an open invoice. Every action is written to the HubSpot ticket timeline with before and after values.
  5. Close with the right next step for that audienceAdmins get a short summary they can forward to their IT or finance office, students get the exact link and the date their course opens, parents get what they are entitled to see and how to request more. The ticket closes automatically if the customer confirms, and a CSAT survey goes out by audience so results can be compared.
  6. Escalate with the case assembledWhen a request falls outside policy, verification or the agent's confidence threshold, it creates or updates a ticket assigned to the right queue (institution success, learner support, billing or privacy), attaches the verified identity, the system lookups, what it tried and what the customer wants, and tells the customer who will follow up and by when.
  7. Feed the dashboard and the next termEach resolution logs intent, audience, outcome (resolved, escalated, abandoned), handle time and any credit issued to HubSpot, which feeds a Databox dashboard showing deflection, cost per resolution, CSAT by audience and credits. Unanswered or low-rated topics become knowledge gaps that the maintainers close before the next term start.
HUMANS IN THE LOOP

When a person takes over

  • Any request to view or change grades, transcripts, attendance, completion certificates or academic standing goes to learner support or the academic team, because these are education records with accuracy and FERPA consequences the agent should never touch.
  • A parent asking for information about a student who is an adult or is enrolled through a school (rather than through the family account), or anyone whose verification does not match, goes to the privacy queue so a trained person can decide what may be disclosed and document it.
  • Institution requests to add seats beyond the renewed contract, change the contract term, dispute an invoice or get a refund outside published policy go to the institution's success manager or billing with the renewal deal and usage attached, since these are commercial decisions.
  • Reports of harassment, safety concerns, a minor in distress, suspected account compromise or a district-level data request go immediately to a named on-call person, with the agent pausing all automated replies on that conversation.
GUARDRAILS

Rules it follows

  • FERPA first: the agent never discloses student-specific information (enrollment, progress, scores, login activity) to anyone who has not passed the verification path for that audience, never asks for or stores Social Security numbers or dates of birth in chat, and redacts student identifiers from logs used for testing and tuning.
  • Audience separation: answers are scoped by audience type, so a student cannot trigger admin actions like seat reassignment or roster re-imports, and a parent cannot change a school-managed account.
  • Write actions are capped: it can reassign only already-purchased seats, resend activations, reset passwords and attach PO numbers. It cannot issue refunds, apply credits above a set amount, extend access past the contract end date or delete accounts.
  • Source-bound answers: term dates, deadlines, refund windows and pricing come only from the current knowledge sources and system lookups. If the term calendar for a school is not loaded, the agent says so and escalates rather than guessing a date.
  • Tone fits the audience: plain, warm language for students and parents, concise and specific for admins, and no promises about outcomes the support team cannot guarantee (such as a student's course being restored before a test).
KPIS

How you know it works

  • Share of January conversations fully resolved by the agent, broken out by audience (admin, student, parent) and by intent
  • Cost per resolution for agent-resolved versus human-resolved tickets, tracked month over month with January compared to a normal month
  • CSAT by audience, with a floor that triggers review if any audience drops below the human team's baseline
  • Time to first response and time to resolution for institution admins during the first two weeks of the term
  • Credits and refunds issued per hundred tickets, plus count of verification failures and privacy escalations as a compliance signal
ROLLOUT

From pilot to live

  1. Pilot on last January's tickets (October to November)Load knowledge sources, the FERPA disclosure policy and term calendars, then replay a de-identified sample of last January's real tickets through the agent in a test environment. The support lead grades every answer for accuracy, audience fit and disclosure correctness, and actions run against a sandbox LMS and billing account until error rates are acceptable.
  2. Live on help center chat for institution admins and students (December to early January)Turn the agent on for portal chat where users are already logged in, so verification is simplest, with every write action requiring human approval for the first two weeks. Approvals are removed action by action once each one has a clean record, ahead of the renewal surge peak.
  3. Email and parent channels, then steady-state maintenance (mid-January onward)Extend to the support inbox and the parent-facing help center once verification by one-time code is proven. After the surge, move into maintenance: monthly review of escalations and low-CSAT topics, knowledge updates before each term start, and a November readiness test using the latest renewal list.

How we build The Support Specialist (customer agent) ↗

Questions about this agent

Good questions.
Straight answers.

How does the agent handle a parent asking how their child is doing in a course?

It first checks whether that parent has a documented association to the student in HubSpot. If the child is a minor enrolled through the family account, it can share what the family account is entitled to see, such as enrollment and course access. If the student is an adult or enrolled through a school, it explains that the information is protected, tells the parent how consent or the school's own process works, and routes the request to the privacy queue. It never shares scores or progress details in chat without that check.

Will this actually hold up when January volume doubles, or does it just shift work around?

It holds up for the predictable part of the surge: renewed seats not showing, roster errors, logins, invoice copies and term dates, which are the intents that spike after the renewal push. Those are resolved in the conversation through actions, not just answered. The genuinely new or messy issues still reach your team, but with the lookups and history attached, so each one takes less time. The dashboard shows exactly which intents the agent resolved versus escalated, so you can see where the volume went.

Who keeps it accurate when term dates, prices and policies change every year?

Under a build and maintain arrangement, the maintainers update the term calendar, renewal and refund policies, and knowledge articles before each term, adjust actions when your LMS or billing setup changes, and run a readiness test every November using the new renewal list. Your team's job is to flag policy changes and review the monthly escalation report. Nothing about a new term goes live until it has been tested against sample tickets.
